Brand reputation management is the ongoing work of shaping what people find, read and hear about your brand: your reviews, your search results, what customers say on Reddit and social, what the press writes and, increasingly, what ChatGPT and Google AI Overviews say when a shopper asks about you. For an e-commerce brand it comes down to three jobs: keep the facts about you accurate everywhere, earn a steady stream of honest reviews and third-party mentions, and respond fast when something goes wrong.
This guide is for Shopify and e-commerce teams who want a working plan, not a list of platitudes. You will get a map of where your reputation actually lives, what the current data says about reviews and AI answers, what AI systems appear to weigh when they describe a brand, a seven-step plan, the review rules you cannot break, a playbook for negative reviews and the metrics worth tracking each month.
What is brand reputation management?
Your brand reputation is the sum of what strangers can learn about you without asking you. Brand reputation management is the deliberate process of monitoring that picture, correcting what is wrong, strengthening what is right and building the kind of evidence that makes the next shopper trust you.
It overlaps with two other disciplines but is not the same as either:
- Online reputation management (ORM) is usually narrower and more reactive: suppressing a bad article, handling a review attack, fixing a page one problem. Our guide to online reputation management covers those tactics.
- PR focuses on earned media and announcements. It is one input into reputation, not the whole job.
Brand reputation management sits above both. It is a standing program with an owner, a monthly rhythm and a scorecard, the same way SEO or email is.
Why it matters more for e-commerce brands
A local restaurant can win back a doubter in person. An online store gets no such chance. A shopper who has never heard of you decides in a few seconds, using whatever they find: your product page reviews, a Google search for "[brand] reviews", a Reddit thread, a TikTok comment section or an AI answer. If that evidence is thin, stale or negative, the sale goes to a brand they already know, often a marketplace.
Why reputation now starts in AI answers
The first impression used to be a search results page you could study and influence. Now it is often a paragraph written by an AI system that has read your site, your reviews and what others say about you, and then summarized it in its own words.
The shift shows up clearly in BrightLocal's Local Consumer Review Survey 2026, which polled 1,002 US adults. The share of consumers who used AI tools such as ChatGPT as a source for business reviews and recommendations jumped from 6% in 2025 to 45% in 2026, while Google's share fell from 83% to 71%. The survey is about local businesses, but the direction matches what we see in e-commerce.

Shopping data points the same way:
- Adobe Analytics reported that traffic from generative AI tools to US retail sites rose 693.4% year over year during the 2025 holiday season (November 1 to December 31). Adobe also notes that the base is still modest, so this is fast growth from a small start.
- Bazaarvoice's Shopper Experience Index 2025, a survey of more than 7,000 consumers in six countries run in July 2025, found that almost one in four shoppers had used a generative AI tool instead of a search engine to find a product, rising to 41% among 18 to 34 year olds.
The practical consequence: you can no longer manage your reputation only on the channels you can see. You have to manage the sources AI systems read, and check what they say. Our 10-minute ChatGPT brand check is the quickest way to see your current AI first impression.
Where your brand reputation lives online
Before you can manage your reputation you need a map of it. For most e-commerce brands, these are the places that shape what a new shopper believes.
| Where | What shoppers see | How much you control | What to do |
|---|---|---|---|
| Your own site | Product reviews, About page, policies, FAQ | High | Show reviews near the buy button, state policies plainly, answer trust questions on the page |
| Google results for your name | Your site, review sites, Reddit, news, AI Overviews | Medium | Search "[brand] reviews" and "is [brand] legit" monthly and fix what you find |
| Review platforms | Star rating, recent reviews, your replies | Medium | Claim profiles, ask every buyer for a review, reply to all of them |
| Marketplaces | Ratings and questions on Amazon, Walmart, Etsy | Medium | Keep listings consistent with your store and answer questions |
| Reddit and forums | Unfiltered opinions and comparisons | Low | Monitor, reply openly as the brand when it helps, fix the root cause |
| Social and creators | Comments, reviews, unboxings | Low to medium | Work with creators who genuinely use the product, with clear disclosure |
| Press, gift guides, roundups | Third-party recommendations | Low | Pitch reviewers and editors with real product and data |
| AI answers | A summary of all of the above | Indirect | Improve the sources above, keep facts consistent, allow AI crawlers |
Notice the last row. You cannot edit an AI answer directly. AI systems summarize the rest of the table, which is why reputation work and AI visibility work have become the same project.
We benchmark your brand against your top three competitors on Google and in AI answers, then list the fixes that matter most and the revenue math behind them.
What AI systems weigh when they describe a brand
No AI company publishes a reputation formula, so be wary of anyone who claims to know one. What we do have is public documentation and a few large studies that point in the same direction.
Mentions beat links
Ahrefs analyzed 75,000 brands to see which factors correlate with being mentioned in Google AI Overviews (study published May 2025). Branded web mentions, meaning how often other sites talk about you, had the strongest correlation, ahead of classic SEO signals such as Domain Rating and backlinks. Ahrefs is clear that these are correlations, not proof of cause, and that most factors showed moderate to weak relationships. Still, the pattern is useful: being discussed widely matters more than raw link counts.

Reviews and endorsements feed AI shopping answers
A 2025 study by researchers at Columbia and Yale, "What Is Your AI Agent Buying?", tested how AI shopping agents choose products. It found that agents consistently penalized products marked as sponsored and rewarded products with platform endorsements, while their sensitivity to ratings, reviews and price varied sharply from model to model. In other words, paid placement does not buy trust with AI agents, and the weight of reviews depends on the model.
Access and consistency
- Crawler access. OpenAI's crawler documentation says sites that opt out of OAI-SearchBot will not be shown in ChatGPT search answers. If your robots.txt blocks it, you have no say in how ChatGPT search describes you. Check yours with our Robots.txt and AI Crawler Tester.
- Consistent facts. When your store, marketplaces, social profiles and press coverage disagree on your name, founding story, shipping or return policy, AI answers can repeat the wrong version. One consistent description, backed by Organization schema on your site, reduces that risk.
- Demonstrated expertise. Google's guidance on helpful content and E-E-A-T rewards first-hand experience and clear authorship. Our explainer on what E-E-A-T is shows how to apply it to product and guide pages.
How to build a brand reputation management plan
A plan beats a pile of tactics. Here are the seven steps we use, in order. Most brands can complete the first three in a week.
- Run a baseline audit. Record your average rating and review count on every platform, the first page of Google for your brand queries, the top Reddit threads about you and what ChatGPT, Google AI Mode and Perplexity say when asked about your brand and category. This is your before picture.
- Fix the facts. List every factual error you found, then correct the source: your About page, policy pages, marketplace listings, social bios and Google Business Profile if you have one. Add Organization schema with your official name, logo and profiles. Validate it with our Schema Validator.
- Answer trust questions on your own site. Shipping times, returns, warranty, who makes the product and how to reach a human should each be answerable in one sentence on a page you control. These are the facts AI answers quote.
- Build a review engine. Ask every customer for a review after delivery, make it easy, and syndicate reviews to Google where your review app supports it. Our review generation strategy guide covers timing and templates.
- Respond to everything. Reply to positive and negative reviews, in your own words, within a few days. Publicly resolve what you can.
- Earn third-party mentions. Identify the review sites, roundups, creators and communities that rank for your category and that AI answers cite, then earn a place there with product, samples and real data. Our guide to unlinked brand mentions shows how to find and use the ones you already have.
- Monitor monthly and keep a crisis plan. Re-run the baseline with the same queries every month. Write down in advance who responds to a product issue, a viral complaint or a review attack, and how fast.
Reviews: the reputation signal you control most
Reviews are the one reputation source that you can grow on purpose, at scale, and that shoppers, Google and AI systems all read. BrightLocal's 2026 survey shows how demanding shoppers have become:
Source: BrightLocal, Local Consumer Review Survey 2026 (1,002 US adults)
The same survey found that 31% of consumers will only use businesses rated 4.5 stars or higher, up from 17% the year before, and that 47% will not use a business with fewer than 20 reviews. Recency, volume and replies all matter, not just the average.
The review rules you cannot break
The FTC's Trade Regulation Rule on the Use of Consumer Reviews and Testimonials was announced on August 14, 2024 and took effect in October 2024. It lets the FTC seek civil penalties against knowing violators. For e-commerce brands, the practical line looks like this:
| Allowed | Prohibited by the FTC rule |
|---|---|
| Asking every customer for an honest review | Creating, buying or spreading fake reviews, or AI-written reviews from people who never used the product |
| Offering a small incentive for any review, positive or negative | Offering payment or perks for positive (or negative) reviews only |
| Employee or creator reviews with clear disclosure | Insider reviews that hide the writer's connection to the brand |
| Publishing a review site that covers your products and says it is yours | An "independent" comparison site you secretly control |
| Replying to and disputing reviews that break platform rules | Using threats, intimidation or false accusations to remove negative reviews, or hiding them while implying the rest are representative |
| Growing followers organically | Buying fake followers or views to look more popular |

How to handle negative reviews and a reputation crisis
Negative reviews are not the threat. Unanswered negative reviews, repeated complaints you never fix and silence during a public issue are. BrightLocal found that 42% of consumers are unlikely to use a business that never replies to reviews, and that templated replies put off 50%. Write like a person, name the fix and move detailed conversations to email.
| Symptom | Likely cause | Fix |
|---|---|---|
| One-star reviews about shipping delays | Promised delivery times are unrealistic | Update the promise on product and policy pages, reply with the new timeline |
| "Is [brand] a scam?" ranks for your name | Thin About page, few third-party reviews, unclear contact details | Publish who you are, where you ship from and how to reach you, then earn reviews on independent platforms |
| A Reddit thread repeats the same complaint | A real product or policy issue | Fix the issue first, then reply openly as the brand with what changed |
| AI answers cite an old return policy | Outdated pages or third-party copies | Update the source pages and ask sites quoting the old policy to correct it |
| Sudden burst of suspicious one-star reviews | Review bombing or a competitor attack | Report them through the platform's policy process, reply calmly once, keep evidence |
| A product defect goes viral | A genuine quality failure | Acknowledge within hours, explain the remedy, contact affected buyers directly |
For Google reviews specifically, our guide on how to respond to Google reviews has reply templates you can adapt without sounding canned.
How to measure brand reputation
If you cannot measure it, reputation work turns into guesswork. Pick a small scorecard and track it monthly with the same method each time.
| Metric | How to measure | What good looks like |
|---|---|---|
| Average rating and count | Your review app plus each external platform | Rating stable or rising, count growing every month |
| Review recency | Share of reviews from the last 90 days | Fresh reviews every week |
| Response rate | Replies divided by reviews received | Close to 100%, within a few days |
| Brand search results | Page one for your brand and "[brand] reviews" | Owned or positive results, no unanswered complaints |
| AI answer accuracy and presence | Fixed prompt list in ChatGPT, AI Mode and Perplexity | Facts correct, brand named in category answers |
| Branded search demand | Branded queries in Google Search Console | Growing over time |
For the AI rows, our guide to AI brand monitoring explains how to build a repeatable prompt list and record results. For branded demand, see how to measure brand awareness.
Where to start this month
Do not try to fix everything at once. In the next 30 days, run the baseline audit, correct every factual error at its source, make sure AI crawlers can reach your site, turn on post-delivery review requests and reply to every review you get. That alone puts you ahead of most stores in your category, and it gives you a before and after you can measure.
Reputation compounds. Every honest review, accurate page and third-party mention makes the next shopper, the next Google result and the next AI answer a little more likely to trust you.
